📖 ABSTRACT/OVERVIEW
This study examines the impact of social media marketing on brand loyalty among consumers in the Nigerian telecommunications industry, using MTN Nigeria as a primary case context. The Nigerian telecommunications market is highly competitive, with major operators including MTN, Airtel, Glo, and 9mobile competing intensively for market share in an environment where switching costs are low. Social media has become a primary customer engagement and brand loyalty tool for these companies. This study uses a survey design, collecting data from 300 active social media users who are customers of MTN Nigeria in Abuja, Lagos, and Kano. Variables assessed include frequency of engagement with MTN's social media content, satisfaction with social media customer service responsiveness, perceived brand authenticity online, and self-reported loyalty indicators (renewal intention, recommendation likelihood, and resistance to competitor offers). Structural equation modelling examines the pathways between social media engagement and brand loyalty. Findings reveal that social media customer service quality is the strongest predictor of brand loyalty, explaining 34 percent of loyalty variance. Content engagement (liking and sharing brand posts) shows weaker direct loyalty effects but contributes to brand awareness. Younger respondents (18 to 30) show stronger loyalty responses to social media interaction than older groups. Negative service experience resolution through Twitter customer service significantly recovers loyalty scores. The study concludes that social media service delivery, not content marketing, is the primary loyalty driver for telecoms in Nigeria. It recommends investment in social media customer service capacity and response time standards.
