Total Quality Management Strategy and Customer Satisfaction in Nigerian Hospitality Firms

This study investigates the relationship between total quality management strategy and customer satisfaction in hospitality firms across Nigeria. Quality management has emerged as a central strategic concern for hotels and hospitality businesses competing for both domestic and international guests. The research employs a survey design targeting quality assurance managers, front office managers, and guest experience officers of twenty hospitality firms in Lagos, Abuja, and Calabar. A total of 90 respondents were selected through stratified sampling. Structured questionnaires validated through pilot testing were used for data collection. Data analysis combined descriptive statistics and regression analysis. Findings indicate that hospitality firms with certified quality management systems, including ISO 9001 compliance and internally developed service quality standards, achieve significantly higher customer satisfaction scores compared to firms without formalized quality frameworks. The study finds that TQM dimensions including leadership commitment, employee involvement, process orientation, and continuous improvement are each independently significant predictors of guest satisfaction outcomes. Management's personal commitment to quality is identified as the most influential cultural driver of TQM effectiveness. The research concludes that Nigerian hospitality firms must adopt comprehensive TQM strategies embedded in organizational culture rather than treating quality as a peripheral operational concern.
