Application of Total Quality Management in the Operations of Commercial Banks in Kaduna State

Commercial banking operations in Nigeria have come under increasing customer and regulatory scrutiny regarding service quality, transaction processing efficiency, and complaint resolution effectiveness. This study examines the application of Total Quality Management (TQM) principles in the daily operations of commercial banks in Kaduna State, North West Nigeria. A quantitative survey is administered to 180 operations managers, branch managers, and customer service supervisors across 12 commercial bank branches in Kaduna metropolis, assessing the extent to which TQM principles including customer focus, continuous improvement, employee involvement, process management, and leadership commitment are embedded in operational practice. Customer satisfaction data from 250 bank customers supplement the management survey. Structural equation modelling is applied to assess the relationships between TQM dimensions and service quality outcomes. Findings indicate that customer focus and process management are the TQM dimensions most strongly associated with customer satisfaction and transaction processing efficiency. Leadership commitment shows a significant indirect effect through its influence on employee involvement. Branches with formal continuous improvement programmes demonstrate notably lower error rates and complaint volumes. Recommendations include institutionalizing branch-level continuous improvement teams, establishing monthly TQM performance reviews, and incorporating TQM competencies into branch management appraisal frameworks. This research provides an actionable TQM implementation guide for commercial bank operations management in North West Nigeria.
